Resumo(s): | Nas últimas duas décadas, o setor bancário Português registou alterações significativas.
Hoje as instituições bancárias concorrem não só pelo preço, mas pela qualidade do
serviço prestado e pela reputação. Cada consumidor deve com base nas suas
preferências e informação disponível, poder escolher aquela que tem melhor oferta e
como tal, num setor competitivo como a banca um cliente deve conseguir mudar
quando lhe oferecem alternativas mais atrativas. Contrariamente ao que se sucede
noutros setores, no setor da banca verificam-se maiores dificuldades na mudança. Se por
um lado a satisfação e fidelização podem justificar a reduzida mobilidade no setor, por
outro, dado o tipo de serviço prestado, os clientes deparam frequentemente com
dificuldades na pesquisa e comparação das diferentes alternativas de mercado, que se
traduzem em maior incerteza e em custos de mudança mais elevados.
Como se comportam variáveis como a fidelização e a satisfação dos clientes de um
segmento específico do balcão onde trabalho e de que forma os custos de mudança
comprometem o seu comportamento, é o que proponho desenvolver neste trabalho.
Na concretização dos objetivos propostos, efetuou-se um inquérito por questionário a
uma amostra de clientes dessa instituição, num balcão e segmento em específico, que
permitiram conhecer como se comportam os clientes quando confrontados com as
barreiras à mudança. Foi utilizada uma análise de correlação de Spearman com a
finalidade de avaliar a existência ou não de correlação entre as variáveis fidelização,
satisfação e custos de mudança.
Os resultados obtidos no presente estudo permitiram confirmar que pelo menos para a
amostra de clientes em estudo a satisfação e a confiança são elementos chave para a
promoção da fidelização dos mesmos. Conclui-se ainda que maiores níveis de satisfação
e a confiança se traduzem em: (i) perda de benefícios e riscos de mudança acrescidos;
(ii) entraves á mudança mais elevados e em consequência (iii) maior desejo de reforçar
a relação com a instituição. In the last two decades, the Portuguese banking sector experienced significant changes. Today, banks compete not only on the basis of price but also on the basis of quality of service and reputation. Based on their preferences and available information, consumers will choose the institution offering them the best offer. In a competitive industry a client must be able to change when rivals offer more attractive alternatives. Contrary to what happens in other sectors, switching in the banking sector is a difficult task. While satisfaction and loyalty can justify the low mobility in the sector, given the nature of the type of service, customers faced great difficulties in the search and comparison of other alternatives in the market, which translates into greater uncertainty and in higher switching costs. The goal of this work is to evaluate loyalty and customer satisfaction of a specific segment of customers who belong to the balcony where I work and how switching costs compromise their behavior. In order to achieve the proposed objectives, we performed a questionnaire survey to a sample of customers of this institution which allowed us to know how customers behave when confronted with barriers to change. We used a Spearman correlation analysis with the aim of assessing the presence or absence of correlation between loyalty, satisfaction and switching costs. The results obtained in this study confirm that at least for the sample of clients under study customer satisfaction and trust are key elements to promote customer loyalty. It is also concluded that higher levels of satisfaction and trust translate into: (i) higher benefit loss and uncertainty (ii) higher barriers to change and consequently (iii) greater desire to strengthen the relationship with the institution. |
