Resumo(s): | O actual contexto competitivo, onde a concorrência intensifica a olhos vistos, e o
cliente se torna cada vez mais informado e exigente, implica significativas mudanças no
comportamento dos mercados e exige que as instituições se tornem cada vez mais
competitivas. Face a este aumento da concorrência e tendo consciência de que a relação
com o cliente assume uma importância cada vez mais significativa, as instituições de
saúde devem utilizar o Marketing de Relacionamento como factor diferenciador. Neste
contexto surge também a necessidade de fidelizar os clientes, criando relacionamentos
de longo prazo com os mesmos, numa tentativa de atingir os objectivos de
sobrevivência, crescimento e lucratividade no sector. Surge, assim, uma preocupação
em criar relacionamentos de longo prazo com os clientes de forma a fidelizá-los. Neste
sentido, o presente estudo tem como principal objectivo analisar a fidelidade dos
clientes às instituições de saúde e identificar quais são os principais factores de
fidelização. Para tal foi efectuado um estudo descritivo simples e transversal utilizando
o método quantitativo. A amostra é não probabilística por conveniência e foram
inquiridos 148 clientes de instituições de saúde através da aplicação de um questionário.
Os factores de fidelização contemplados no estudo são a qualidade, a satisfação e o
compromisso/confiança. Para alcançar os objectivos propostos, foi desenvolvido um
modelo conceptual que estabelece relações directas entre os diversos constructos e a
fidelidade. As principais conclusões retiradas deste estudo é que as maiorias dos clientes
se consideram fiéis às instituições de saúde e que os principais factores que
contribuíram neste sentido foram a satisfação, a qualidade e o compromisso/confiança.
Verificamos que a qualidade do serviço afecta directamente a fidelidade e a satisfação
do cliente, sendo que esta última, a satisfação, também influencia a fidelização. O
compromisso e confiança afectam directamente a qualidade, a satisfação e a fidelidade.
Os resultados apresentados realçam a necessidade das instituições de saúde se
adequarem aos seus clientes e terem em atenção as suas opiniões e desejos. The current competitive context, where the competition intensifies visibly, and the client becomes increasingly informed and demanding, implies significant changes in behavior and markets requires that institutions become increasingly competitive. In the Face of this increasing competition and realizing that the relationship with the customer assumes an increasingly significant importance, the health institutions shall use the Relationship Marketing as differentiating factor. In this context there is also the need for loyal customers, creating long-term relationships with them, in an attempt to achieve the objectives of survival, growth and profitability in the sector. Thus arises a concern in creating long-term relationships with customers in order to hold on to them. In this sense, the present study has as main objective to analyze customer loyalty, health institutions and identify what are the main factors of customer loyalty. This was a descriptive study using simple cross-sectional and quantitative method. The sample is non-probabilities for convenience and 148 were surveyed clients from health institutions through the application of a questionnaire. Loyalty factors covered in the study are the quality, satisfaction and commitment/trust. In order to achieve the proposed objectives, a conceptual model was developed that establishes direct relations between the several constructs and fidelity. The main conclusions of this study is that the majority of customers consider themselves to be faithful to health institutions and that the main factors that contributed to this effect was the satisfaction, quality and commitment/trust. We note that the quality of service directly affects customer satisfaction and loyalty, with the latter, satisfaction also influences loyalty. The commitment and trust directly affect the quality, satisfaction and loyalty. The results highlight the need of health institutions fit to their clients and have in mind their opinions and desires. |
